Jira Service Management — deepest customisation, real admin overhead

Jira Service Management (JSM) is Atlassian's service desk built on the Jira platform. Its strengths are depth and adjacency: request types, workflows, queues and automation can be shaped to almost any process, and the native integration with Jira Software, Confluence and Bitbucket makes the dev–ops handoff genuinely seamless — an incident escalates into an engineering bug without anyone re-typing anything. Incident, change and problem management are real ITSM implementations, not labels.

The limits are the mirror of the strengths. Administering JSM well is a genuine skill, and teams without an experienced Atlassian admin often end up with a half-configured instance that users route around. Its strength is time-to-value: a clean, modern interface agents learn in days rather than weeks, quick deployment without an implementation partner, and a genuinely broad ITSM feature set — incident, request, change and problem management, a service catalogue, SLA policies and asset management — at mid-market effort levels.

The limits: customisation depth stops short of JSM or ServiceNow, which matters if your processes are unusual rather than standard. The features you planned for often sit a tier or two above the one you budgeted — deeper asset/CMDB capability and advanced automation live in higher plans — so cost the tier you will actually need, not the entry one. Zendesk — customer-support benchmark, ITSM-light inside

Zendesk is the benchmark for customer-support ticketing: multi-channel intake across email, chat, voice and social, excellent conversation threading, mature macros and canned workflows, and one of the largest integration marketplaces anywhere. For external, high-volume conversational support it is superb, and its reporting on conversation metrics is a strength.

The limits appear when it is used as an internal IT desk. It is ITSM-light: there is no native CMDB or asset object, and change and problem management arrive through marketplace apps and workarounds rather than the core product. ServiceNow — the enterprise standard, at enterprise cost

ServiceNow has the widest capability of anything on this list: full ITSM with a real CMDB, IT operations management, HR service delivery, security operations, and a platform on which enterprises build entire internal applications. If a formal ITIL process exists, ServiceNow implements it — with the governance, approval chains and audit trail a regulated enterprise expects.

The limits are cost and gravity. Implementations are measured in months, usually involve a partner, and assume a dedicated platform owner or team once live. For a ten-person IT department it is the classic over-buy: the implementation and administration effort exceeds what a small team ever recovers, and unused capability still has to be maintained.

Who it fits: large enterprises with formal ITIL processes, dedicated platform teams and complex multi-step approvals. Pricing model: quote-based licensing rather than a simple published per-agent price — check vendor.

GLPI — open source, with assets built in

GLPI is free, open source (GPL) and unusually strong for one reason: it combines a ticketing system with real IT asset management in a single package. You get an ITIL-shaped service desk — incidents, requests, problems, changes — SLAs and OLAs, approval workflows, a CMDB, and automatic hardware and software inventory through the GLPI Agent. No commercial free tier offers that combination.

The limits: a dense administrative interface with a long learning curve, a plugin ecosystem of uneven quality where major-version upgrades routinely outpace plugin authors, and the standing obligations of self-hosting — server, database, mail plumbing, backups and security patching are all yours. Budget roughly ₹3,400–5,000 (USD 40–60) per month for a capable cloud server, and count the staff time honestly, because that is the real cost.

Who it fits: technical teams with zero licence budget, a named platform owner, and a genuine need for tickets and assets in one place. Why asset linkage changes everything

A ticket that says 'laptop is slow' is a conversation. A ticket linked to a specific asset — with its model, age, warranty status, installed software, patch level and previous tickets already attached — is a diagnosis. The engineer starts from evidence instead of an interview.

This is the single feature that most separates a helpdesk bolted onto IT from a helpdesk that is part of IT, and it is consistently the feature vendors hold back for higher tiers: JSM's Assets is Premium-only, Zendesk has no asset object at all, and most commercial free tiers exclude it entirely. Teams running separate ticketing and asset management tools end up copying serial numbers by hand — which is exactly the reconciliation work a linked system removes.

Which fits which team

Beyond the six above, three names come up on Indian shortlists often enough to mention: Zoho Desk and ManageEngine ServiceDesk Plus, both competitive mid-market options with strong India presence, and osTicket, the veteran open-source helpdesk.
